Purpose - To analyze and compare service quality in the commercial banking sector of a small island economy - Cyprus - and to investigate the relationship between overall bank customer satisfaction in the Turkish- and Greek-speaking areas of Cyprus and positive word-of-mouth about their banks.Design/methodology/approach - A total of 268 commercial bank customers responded to a Greek and Turkish translated version of the SERVQUAL instrument. After descriptive and factor analysis, multivariate regression was used to estimate the impact of service quality dimensions on overall customer satisfaction and word of mouth.Findings - The responsiveness dimension failed to load and thus the SERVQUAL scale proved to be of a four-dimensional structure in this study. Research results revealed that the expectations of bank customers in both areas were not met and that the largest gap was found in the empathy dimension. The assurance dimension had the largest influence on customer satisfaction and overall satisfaction of bank customers in both areas of Cyprus had a positive effect on their word-of-mouth.Research limitations/implications - There were some difficulties in conducting interviews in the Greek-speaking area of Cyprus and this may have limited the potential sample size. Future research could test the generalizability of findings in other small island economies and look at how the service is delivered by frontline employees.Practical implications - Helps banks in both areas of Cyprus to redefine their corporate image to one that is customer-focused and driven by service quality. Findings are also significant for the Turkish-speaking area which is not at the same level of economic development as its neighbours in the south and needs to restructure its banking system before accession to the EU.Originality/value - This study investigates service quality in a small island economy. There is disparity in the banking sector of a divided Cyprus, where banks in the South have undergone significant restructuring before EU accession and banks in the North are affected by the economic crisis and need to restructure if they want to join the EU.

To consistently maintain a high level of customer service, service firms must recognize that every aspect of their business has an impact on the customer. In this study, two types of data were collected; Primary Data and Secondary Data. This was necessary since it helped to add to the findings of the researcher. A simple random sampling and purposive sampling method were used. This ensured that every member of the population had an equal chance of being part of the sample. The sample size chosen was 200 bank customers. It was revealed in the survey that customers think that the banks need to improve on their quality of ATM services and a high number of the customers are willing to switch banks for the sole reason of an ATM that offers the highest service quality. The study also revealed some of the problems associated with the services provided by the ATM that the customers dislike and want to be adjusted, they are ATM cash out, the limit placed on daily withdrawal, Transaction error, slow response to dispute resolutions, Network problems, Long queues, Security issues and Card retraction.

Quality and satisfaction are the key indicators of corporate competitiveness. Measurement of customer satisfaction based on the service quality is to be done independently and objectively to establish baseline for improvements in service delivery. Assessing customer satisfaction periodically allows bank management and policy makers to identify customers’ needs, expectations, perception and the perception- expectation gaps. The current study covers a comparative analysis of service quality and customer satisfaction among the customers of public and private sector commercial banks in Kerala. The research questions that are addressed in this study are on expectations and perceptions of retail customers from their preferred banks, relationship between service quality and customer satisfaction and the difference between the satisfaction level among private and public- sector banks in Kerala. In order to answer the above research questions, the problem is stated as “Service Quality and Customer Satisfaction- a Comparative Study between Public Sector and Private Sector Banks of Kerala.” A descriptive and analytical research was carried out by collecting responses from customers of three prominent banks from private and public sector each. This was done through an online structured questionnaire based on SERVQUAL model during July 2015 to July 2016, prior to SBI consolidation. Primary data is analysed using SPSS (V.21). Kolmogorov- Smirnov Test for the Normality is used to ensure normality of data distribution, Cronbach Alpha coefficient is used to measure reliability and validity is tested with the panel of experts. Mean, S.D. percentage, cross tabulation are used for descriptive and univariate analysis. Structural Equation Modelling, Confirmatory Factor Analysis and regression path analysis are used to conduct inferential and multivariate analysis. Z-test, Independent T-Test, Chi-Square, ANOVA Pearson Correlation, and post hoc tests are used for testing of hypothesis and comparative analysis. Modelling is done using Structural Equation Modelling approach and Path Analysis. The study reveals that the antecedents of customer satisfaction of retail banking customers of Kerala are reliability, assurance, empathy and tangibles. Responsiveness dimension do not affect customer satisfaction of banks in Kerala. There exists a gap between expected service quality and perceived service quality. Study reveals that there is significant positive correlation between service quality and customer satisfaction in the retail commercial banking services in Kerala. The level of customer satisfaction in public sector banks and private sector banks are not significantly different but same. Similarly, it is also found that, there is no significant difference in the customer satisfaction between sample banks like State Bank of India, State Bank of Travancore, Canara Bank, from public sector and Federal bank, South Indian bank and ICICI bank from private sector.

Describes a study performed in Leicestershire, United Kingdom to develop a reliable and valid scale for the measurement of the perceived service quality of bank services. The Cooperative Bank (CB) and Islamic Bank of Britain (IBB) which located in Leicester, UK has been chosen as a sample for the research field study. A sample of retail banking customers in The Cooperative Bank and Islamic Bank of Britain was surveyed through a questionnaire. The proposed scale is called SERVQUAL and comprises 33 items named 'CARTER' with six dimensions (Compliance, Assurance, Reliability, Tangible, Empathy and Responsiveness), which customized for suitability of The Cooperative Bank and Islamic Bank of Britain. The data gathered, which were derived from customers of The Cooperative Bank and Islamic Bank of Britain through questionnaire is analyzed by using SPSS to compare, to compare the perception of customers in relation to their feeling about the given issues. The results indicate that compliance issues are very important for IBB customers, while the same cannot be mentioned for the CB customers, who give more importance to empathy and responsiveness.
The global marketplace has virtually forced the service sector to transform itself into a truly customer-oriented, service-focused enterprise. Service quality innovation results when a firm is able to focus its entire energies to think on behalf of customer for an outcome that surpasses customers' expectation of superior value. However such initiatives to innovate the service quality have often lead to increasing expectations among customers as well, and hence, constitutes a self created challenge (Kandampully, 2002).In the present study, the focus is on the critical factors determining service quality in the banking sector by using both traditional and modifying SERVQUAL measures (Parasuraman et al. 1983, 1994). The first study is based on responses of customers (N= 305) in a premier nationalized bank in India with regards to “expected” & “perceived” service quality. In another study, responses of customers (N= 200) in the said bank have been analysed by using the modified SERVQUAL measures (Parasuraman, 1995). Analysis of customers' responses, across 5-dimensions of service quality (in Study-I) and 10-dimensions of service quality (in Study-II), revealed that customers' perceptions of service quality were poor as compared with their 'expectations' from these banks. An analysis of service quality perceptions by the employees of these banks has been made, by taking into account the responses of the bank staff (N=55) on the modified SERVQUAL scale. This paper seeks to identify some critical factors influencing service quality in Indian banks, and could be used as a basis for bankers and researchers in differentiating the good and poor quality of services offered by banks. Its focus is on: How appropriate innovations in banking service could yield benefits in the new organizational arrangements' The impact of organizational and technological innovations in Indian banks has also been cited. Findings of this paper could offer interesting information on the level of service quality in the banking sector of a developing economy, i.e. India.
In nineteenth century, banking segment of service sector reported highest growth in India. Today banking has become a part of our life. Banks fulfill the financial needs of every segment of society like rural artisan, farmers, industrialist and government. Banking segment of service sector make a payment to increase the pecuniary development of any country by transforming financial resources in to productive resources. Hence banking becomes necessity for economic, agricultural and industrial development of an economy. Now a day, banking becomes necessary for every commercial activity. Banks are the largest depositors of people's saving and largest lender of money. Today, one cannot suppose to seize banking services for a single day because without banking no financial transaction takes place. If the banks stop working for some days, a situation of financial crises may arise. The present study is divided into five chapters. The first chapter provides an insight into the concept and consequences of banking, service quality and customer satisfaction. Second chapter presents a review of major research work done in the field of measurement of service quality and customer satisfaction particularly in banking sector. The third chapter offers research methodology adopted for the study. The forth chapter deals with the analysis part of the study and the fifth chapter assembles, the findings and conclusions and suggest some suggestions to the higher authorities of the bank to improve quality of services provided by the studied bank.
